２日目、Jillさんの基調講演

２月８日（水）朝８：３０からJill Griffinの基調講演が始まった。

彼女は、コールセンターの運営についてかなりのこだわりをもっている。今回の講演はコールセンターで何が大事か？ という話だったがコールセンターの範囲に問らわれずサービス業全般に当てはまると思う内容であった。

コールセンターにとって大切なこと

コールセンターにとって大切なことは、何か？最高にいいシステムを導入すること、経費を削減すること、そんなことでは全くない。

『どうお客さんを満足させるか』につきる。そのためには、オペレータのモチベーションをあげることである。プロ意識をもつことである。

例えば、アメリカン航空の飛行機のファーストクラスに乗ると最初にスチュワーデスが挨拶にくる。これは普通のこと。次に、スチュワーデスが隣同士のお客様をお互いに紹介してくれる。飛行機に乗っている間だけだが、となりの人を全く知らないより一度挨拶できたほうが心地良いのは当たり前である。また、トイレに行ってみる。花が飾ってある。とても綺麗で気持ちがいい。この２つの（隣同士の紹介、花を飾る）行為は、アメリカン航空がスチュワーデスに指示を出している訳ではない。スチュワーデスが自主的に考えて行ったこと。これが大事である。これがサービスに対してモチベーションが高いからできることであり、プロ意識があることである。

日本とアメリカの違い。スキルの差？

日本では、コールセンターのオペレータを「オペレータ」と呼ぶ、アメリカではこれを「エージェント」と呼ぶ。この意味の差からして、オペレータに対する期待が違っているのではないかと、私は感じる。「オペレータ」は、ただ決められた、指示されたことをやればいいような感じがする。「エージェント」は、目的を告げ、それに対して任せるような意味に感じる。やらされるのではなく、みずからやる。やり甲斐が違う。この差は大きい。もちろん本人のやる気も違うし、会社側の教育のしかたも変わる。さらにはコールセンター運用までも変わる。結果、コールセンターの「お客様満足度」が高まる。日本の「オペレータ」ということばを「エージェント」に変えて見たい気がする。

「エージェント」にとって大切なこと

コールセンターのエージェント（オペレータ）がお客様の対応にとって大切なことは、

  • Basic
  • Expected
  • Unarticipated　←　これが最も大切

「Basic」、これはコールセンターにとって当たり前の普通の対応を指す。　「Expected」、これはより親切な対応を意味する。　そして『Unarticipated』、これは、お客様が予期せぬことまでをできる対応である。

私も以前、コールセンターについて講演したときに、「お客様の期待以上のサービスを提供すること』と話したことがある。このネタは、もちろんアメリカの有名なコールセンターを運営する人の言葉だった。お客様の期待する対応、想像できる対応、ここまではある程度普通のコールセンタである。期待、想像が出来ないほどの予期せぬサービスを提供すること、それが『Unarticipated』である。

今後、CallNaviの課題。

弊社コールセンターのシステムを売っているわけですが、CallNaviを提案するだけでなく、運用についてのコンサルティングもできないと、いけない気がする。

ただシステムを売るだけ、それは何か無責任な気がする。運用のコンサルティングまでお手伝いできるようにしていきたい。それが弊社の『Unarticipated』ではないだろうか？

お金では買えないものを得た！

今回の講演、私にとって非常に貴重な講演だった。初日の講演も２日目の講演、そして各社の展示会の出展内容。テキサスに来て、本当に良かった。今後のCallNaviの展開が大きく変わるような気がする。もっともっと気持ちが入っていく気がする。本当にこのテキサスでお金では買えない貴重なものを得たことを感じる。
